Francoise’s War Story: Black glances cast our way

Anthropologist Francoise Brun-Cottan, an ethnographer on the WorkPlace Project team, recounts a story about embedding deeply in an active work environment in comparatively primitive time, both in terms of the recording equipment and the field’s sophistication in describing to participants what was happening and why.

It was the winter of 1989. Members of Lucy Suchman’s group at PARC embarked on a multi-year joint Steelcase/Xerox project to look at ground control operations of two airlines at San Jose airport. Airport management and each of the airlines’ managements were “on board.” The project would study ground control operations of each airline in the existing airport facilities and then follow them over to newly built facilities in a new structure.

We were going to look at the interplay of paper (manuals, computer printouts), voice (over the air, walkie-talkies, radio, and telephone), chalkboard and whiteboards, and direct visual observation (versus camera/video feeds) of planes pulling into and out of the gates and being cleaned, fueled, and having baggage loaded and unloaded.

The plan was to use basic ethnographic methods and techniques: interviewing, shadowing (inside and on the tarmac), audio and video taping, still photography, and transcribing recordings to-we weren’t quite sure exactly what we’d come up with. But we wanted to find out what could be extracted using these methods in such a tech-heavy environment. We were betting it would be informative, insightful, and valuable to everyone concerned. We hoped.

In 1989, technology had come a long way from the cameras and recorders that had to be moved about on dollies and trailers but, as portable as they were, the wonderful Panasonic video cameras were heavy, and so were the VHS tapes and batteries. The little Sony audio tape recorders (about a the thickness of a stack of 10 iPhones) were great for interviews but micing a control room took hours. Synching the mikes with the video was a cabalistic art colorfully augmented by below-the-breath expletives.

The members of the airline ground crews had basically been informed by management that they were going to cooperate. In reality that mean they were going to “tolerate”: non-lingo literate researchers climbing over their equipment whenever they weren’t actually underfoot, being recorded for hours at a time (rather gleefully when crises were underway) and being followed around and asked question after question (further confirming the depth of the researchers’ lack of common sense and basic knowledge) whenever there was a moment of down time.

We did try and tell crew what we thought we were doing. But saying that we wanted to understand their work practices, how they would change in new environments using new technologies and how they made sense of their work and communications was not exactly revelatory. As a field, we’re much better at doing that now, partly because we’ve also got lots more examples we can show to prospective participants about results of our work.

Viewing the videos made clear what some of the crew members stated directly, which is that they were deeply suspicious of what we would report about their actions to management. Anytime they deviated from protocol, or made mistakes, or seemed to be resting rather doing some piece of work might be opportunities for management reprisals of one sort or another. Some people were openly, if politely, hostile. No one welcomed us. It was tough on participants and researchers alike. They always cooperated at some level; there was no point in antagonizing us (though some were pretty gruff).

It is known that after a time people seem to forget that cameras are rolling, even if those cameras are right in front of them and so are the researchers. Viewing the weeks of tapes gave us plenty of opportunities to see them cast black glances our way, or whisper something together and laugh at us. In their banter we also learned about their home lives and romances and trials and aspirations. Sometimes that could let us congratulate them, sometimes our knowing was resented.

I don’t remember exactly when it became clear to our team – maybe somewhere toward the end of our fieldwork – that the final report would be a 2-hour video tape, which came to be known as The Workplace Project. We said our good-byes and appreciations on the last days of fieldwork. “Thanks,” they said and (figuratively) “good riddance.”

We made sure that copies of the tapes were made available to the crews at both airlines. We learned that the report was being used by the crews to convey to mid -management complexities about the work that the crew members had not been able to convey. They repeatedly mentioned the benefit of demonstrating how manuals misrepresented events and complicated the work rather than facilitating it. Although previously unacknowledged in the organization, our work highlighted their level of expertise in differentiating personal task-relevant details from the sonic soup of incoming streams of information.

Sometimes you just have to stick with it, whatever “it” will turn out to be. And then, sometimes, you get to get thanked for revealing aspects of the work that the workers can’t make visible. A few years ago I was told that Steelcase still showed the video to visitors to their user centered division. So, that’s not too bad!

And all have their own cultures…Pilots at Delta used to ring the cabin bell four times as they began their final approach, while those at Northwest rang it twice. The food catering operations of both airlines had 8,000 pages of one-line codes describing everything from soda orders to the price of strawberries. Each airline had different codes and paid different prices. Delta used to cut its limes in 10 slices while Northwest cut them 16 ways. The lime debate was even mentioned at a meeting attended by the chief executive, who was told it saved Northwest about $500,000 a year. In the end, Delta stuck with its 10 slices. But the airline also realized that it had been loading more limes on its flights than it needed. So it is now carrying fewer limes.

  • American Airlines' 'Nerd-bird' flights between San Jose, CA and Austin, TX to end – The flights of mostly electrical engineers, computer programmers and other tech-savvy passengers have been run by American Airlines daily since 1992. Because the recession has cut sharply into business and other travel, American has announced it will discontinue its twice-a-day nonstop flights between the two tech centers as of Aug. 25.
  • Derivative (or, if you prefer, rip-off) book titles that capitalize on other successful books – Ultimately, the best locutions are those that credit quotidian, trivial objects with earthshaking influence, like “Cod: A Biography of the Fish That Changed the World,” by Mark Kurlansky. The more obvious the significance of the subject, the less successful the title. After all, where’s the element of surprise or wit in “A Man Without Equal: Jesus, the Man Who Changed the World”?

    Some of the more unlikely candidates endowed with superhuman powers by authors include “Tea: The Drink That Changed the World,” “Mauve: How One Man Invented a Color That Changed the World,” “Banana: The Fate of the Fruit That Changed the World” and “Sugar: The Grass That Changed the World.”

    The tricky part is gauging just when the magic wears off. “Essentially it works until it doesn’t work,” Mr. Dolan said, “and you hope you’re on the right side of that line.”

  • Love Land, first sex theme park in China closed before construction completed – Photographs showed workers pulling down a pair of white plastic legs and hips that appear to be the bottom half of a giant female mannequin towering over the park entrance. The mannequin is wearing a red G-string. The park manager, Lu Xiaoqing, had planned to have on hand naked human sculptures, giant models of genitals, sex technique “workshops” and a photography exhibition about the history of sex. The displays would have included lessons on safe sex and the proper use of condoms. Mr. Lu told China Daily that the park was being built “for the good of the public.” Love Land would be useful for sex education, he said, and help adults “enjoy a harmonious sex life.”
  • Air Traveler Satisfaction Goes Up? Look Beyond The Data – The airline business scored 64 out of 100 in the first quarter of this year, a 3.2% increase over the same period a year ago. Airlines were still among the lowest-scoring businesses in the index, which measured customer satisfaction with the products or services of hotels, restaurants and 14 other sectors. Full-service restaurants scored highest at 84. Airlines scored far below their own index high of 72, achieved in 1994. "It certainly looks like most of these increases, if not all, are due to lower passenger load," says Claes Fornell, professor of business at the University of Michigan and index founder, noting that the recession has kept many Americans from traveling. The lower number of passengers "means more seat availability, shorter lines, more on-time arrival, fewer lost bags, and all that probably adds up to a slightly higher level of satisfaction." He noted that a reduction in the number of flights offered could erase the slight gains achieved in passenger satisfaction.

  • Mass Customization of the Fiat 500 – A number of folks we recently met in Europe mentioned this new (although an updated classic) car as being perfect for their needs. The variation and customizing, while perhaps not unique in today's marketplace (I'm imaging the Mini's variability is similar if not beyond) was still striking: "The 500 is available with four different trim levels: Naked, Pop, Lounge, and Sport. Customers can choose also between 15 interior trims, 9 wheel options, 19 decals, and 12 body colours. There are over 500,000 different personalized combinations of the 500 that can be made by adding all kinds of accessories, decals, interior and exterior colours, and trims."
  • Searching for Value in Ludicrous Ideas – Allison Arieff writes about "inventor/author/cartoonist/former urban planner Steven M. Johnson" whose "work tends toward the nodes where social issues intersect with design and urban planning issues." I'm reminded of my formative experiences with Al Jaffee features from MAD magazine where he's describe future products or technologies, or explain (fancifully) the workings of some current product (i.e. bars of soap that are made with quick disappearing stuff on the outside and then a small interior core that takes a long long time to dissolve).
  • Traffic: Why We Drive the Way We Do (and What It Says About Us) by Tom Vanderbilt – Suggested to me by René Vendrig at the Amsterdam UX Cocktail Hour, after my talk on looking at cultural differences based on everyday observations. He tells me "It is about traffic, but the real subject is human psychology and how we deal with that kind of situations."

    While checking in online for a United Airlines flight, you may be offered the opportunity to upgrade to Economy Plus. It’s likely that most people decline upsells in many situations, though. The default would be to click “no thanks” and move on to completing the transaction. But United has done some tricky and manipulative interface design. The bright yellow arrow with bold text placed on the right is almost irresistible. E-commerce sites have trained us to envision a transaction moving from left to right (granted that they’ve landed on that model since it corresponds to how we read and other cultural factors); it’s very easy to click on the arrow and make a purchase you didn’t want. It takes cognitive work to search for the preferred option which is a lowly blue-underlined unbolded text link off to the left.

  • Evil-interface design in airline website design spanked by European Commission – "Another common problem is the use of prechecked boxes offering services like travel insurance; consumers must uncheck the boxes to remove the unwanted charge." I've written before about United's website being slightly more subtle in their evilness, by offering an upgrade during check-in where the highly visible (colored graphic arrow) button in the default location will cost you tons of money; it's more effort to realize, locate, and decline the offer. Why do we live in a world where major brands want to sell us things that we don't want by tricking us? It's unconscionable that any company can claim to respect consumers and then pull crap like this.
  • Cyd Harrell of Bolt | Peters reacts to the ludicrous Dell campaign trying to sell computers to women, in 2009 – "…a woman, with the last Dell I will ever own. It’s my current laptop, and I chose it because I needed a computer powerful enough to run screensharing tools and high-res video; I needed mobile broadband to stay in touch with my clients and employees, and not just my kid (heresy!); I needed my screen to look great when I go to meetings with clients. That is to say, I needed it for work. Dell, let’s make it official: you can bite me and the millions of other women who take themselves and their technology seriously."

    I love the articulate passion here, as well as the insight into what may have happened organizationally/culturally at Dell (ahem, really crappy research) that leads to such a horrendously offensive sales pitch to HALF of their buying population

Watch nine inches

Last week I posted (on Core77) about Virgin America’s new on-board entertainment system.

Here’s a run-through of the system by Charles Ogilvie of the airline.

The information is good, the capabilities are good, but the video is filled with corporate/tech jargon. I’m always amazed at how unable some business folks are to talk to (or about) people in plain ol’ English.

Some of the scary phrases to listen for

  • globally available
  • primary navigation areas
  • list construct
  • watch-related options
  • toolbar will return but in a reconfigured state
  • a cache-format
  • hardware platform
  • running application over Linux
  • stock-out situation

Good marks, however, when a TLA is introduced and defined, and then explained, which is nice,

Much of the lingo is pretty far from how we might want to talk with Virgin (although they mention the dialog back and forth with us they are interested in).

Oh, and did you see the arrow cursor flipping around whenever they showed the on-screen display? Is that real, or an artifact of the demo actually being filmed on a desktop computer and not the seatback? A detail, for sure, but if you’re going to talk about open source, Linux, multi-stream, file servers and the like, expect that same audience to notice things like faked-out demos.

Low-cost airline pilot ‘tried to fly drunk’

An Indian low-cost airline suspended a pilot after he was found drunk shortly before he was due to fly an aircraft with about 100 passengers on board, officials said on Wednesday.

The surprise Tuesday check at Mumbai airport — India’s busiest — threw up several minor violations of safety norms by airlines, including an instance of a pilot in another low-cost carrier trying to fly in a T-shirt because his only uniform had gone to the laundry.

“threw up several minor violations” is an interesting choice of words.
